Thing is, prospects don't just read the review. They read the response. That's where trust gets built or torched. Copy-paste apologies scream 'we don't actually care about your specific issue'.
Most brands get this backwards. They think defending themselves shows strength. No. It shows you missed the point. The winning responses name the exact failure: 'Sorry our API went down for 4 hours' beats 'sorry for any inconvenience' every time.
But here's the contrarian take - a defensive response can actually work if it's paired with data. 'Your account had 3 failed logins, not a platform bug' reads differently when you show receipts. Still risky though.
Worst response I've seen? A founder arguing in a public thread about a feature request being 'misunderstood'. Classic ego-driven move. Killed their pipeline for a month.
